What does the response-time evidence actually say?

The widely repeated five-minute claim comes from an old but specific source. The 2007 MIT and InsideSales Lead Response Management study PDF analyzed web-generated leads and reported that the odds of contacting a lead were 100 times higher, and the odds of qualifying a lead were 21 times higher, when responding within 5 minutes rather than 30 minutes. Those are odds comparisons in that dataset, not current universal conversion rates.

A separate 2011 Harvard Business Review article, The Short Life of Online Sales Leads, reported an audit of 2,241 US companies and discussed response practices. It is not the source for the MIT study’s 5-versus-30-minute odds. Both sources predate modern chat, mobile messaging, remote sales teams, and today’s consent environment. Use them to justify measuring response delay, then set targets from your own lead mix, staffing, qualification process, and downstream outcomes.

The 2007 MIT and InsideSales study reported much higher contact and qualification odds at 5 minutes than at 30 minutes, but that historical dataset is not a current universal conversion benchmark. Start with four weeks of timestamp data. Set an initial target that the staffed process can meet, then test whether tighter bands improve connect and qualification rates.

How do you measure SLA without gaming it?

Define one canonical start event and explicit stop events. Do not let a CRM task creation, generic email, or bot greeting stop the human clock. Keep raw timestamps so the definition can be recalculated after a policy change.

Report median and P90 by source, channel, time zone, and owner. Median shows normal operation. P90 exposes queue failures. Also report the percentage of records missing a valid stop timestamp, because missing data can make performance look faster by excluding the worst cases.

What escalation design prevents silent leads?

An escalation ladder needs a capable backup, clear ownership transfer, and an end condition. Repeated notifications to the same unavailable rep are not escalation. How do you connect SLA to revenue without claiming causation?

Group leads into response-time bands and compare connection, qualification, and won outcomes within similar sources and intents. Faster teams may also have better training, cleaner data, or higher staffing, so a simple correlation does not prove that minutes alone caused revenue.
